Service Desk Manager Job Description

Peraton is seeking a highly skilled Service Desk Manager to lead our team of technical experts in providing exceptional support to our customers.

The successful candidate will be responsible for managing a team of 25+ agents, overseeing the creation and maintenance of documentation, and ensuring the team adheres to ITIL best practices.

Key Responsibilities:
  • Manage a team of technical experts to provide timely and effective support to customers
  • Oversee the creation and maintenance of documentation related to support processes, technical troubleshooting, and FAQs
  • Ensure the team adheres to ITIL best practices in all aspects of event and incident management
  • Analyze performance data to identify trends, service gaps, and opportunities for improvement
  • Develop and maintain a comprehensive knowledgebase to encourage self-service and shared expertise
  • Implement improvements to improve operational effectiveness
  • Conduct regular team meetings to review open issues, discuss new procedures, and provide ongoing training
  • Oversee and manage the operational aspects of ongoing projects
Requirements:
  • 6 years of experience in a supervisory role, with 5+ years of experience in supervising a Call/Service Center
  • Minimum experience of having 25 direct reports in the context of training, mentoring, and evaluating the performance of agents
  • Strong knowledge of ServiceNow and experience meeting and exceeding service desk SLAs
  • Experience with the use of contact center systems (i.e. NICE)
  • Exceptional communication and interpersonal skills, both oral and written
  • Ability to lead as an example to the team and work with a high level of responsibility and multiple priorities
Desired Qualifications:
  • HDI Certification
  • Preferred industry experience - Federal Government
  • ITIL Foundations Certification
  • ServiceNow Certifications
